In most support organisations a large share of tickets are repeatable: locked accounts, MFA device changes, permission requests, known configuration questions and how-to requests already answered in the documentation. They are individually quick and collectively crushing, because they interrupt the people who should be working on product defects and outages.
A dedicated tier 1 team working from your runbook resolves those on first contact, by phone, chat or email. Every resolution is logged against the right category, so you can see which issues generate volume and which knowledge-base articles need rewriting — and which product changes would remove a ticket type entirely.
Triage and escalation that respects the SLA
Poor triage is expensive in both directions. A severity-one incident sitting in a general queue breaches its SLA; a minor question escalated as urgent pulls an engineer off real work.
